What Is IT Service Management?

IT Service Management (ITSM) is the set of policies, processes, and procedures for designing, delivering, managing, and improving the IT services that an organisation provides to its internal users or external customers. ITSM frames IT not as a collection of technology components to be maintained, but as a portfolio of services whose quality is evaluated by the business outcomes they enable.
ITSM practices are most commonly structured around the ITIL (Information Technology Infrastructure Library) framework, which provides a comprehensive vocabulary and process model for IT service delivery that has become the de facto standard for professional IT operations.

Incident Management

The process of restoring normal service operation as quickly as possible following an unplanned disruption. Incident management prioritizes speed of recovery over root cause investigation, which is handled separately through problem management.

Problem Management

Identifying and eliminating the root causes of recurring incidents to prevent their reoccurrence. Problem management is proactive as well as reactive: it analyses incident patterns to surface systemic issues before they cause further disruption.

Change Management

A structured approval and communication process for introducing changes to IT systems that minimizes the risk of service disruption. Change management classifies changes by risk, routes them through appropriate approval processes, and maintains a forward schedule of planned changes.

Service Request Management

Handling routine user requests, including access provisioning, software installations, and equipment requests, through a defined catalogue of available services with standard fulfilment procedures.

ITSM Tools

ITSM platforms including ServiceNow, Jira Service Management, Freshservice, and Zendesk provide the workflow automation, ticketing, SLA tracking, and reporting capabilities that enable ITSM processes at scale. The right ITSM tool structures service delivery, reduces manual effort, and provides the data needed to continuously improve service performance.
